The customer journey begins with the very first interaction you have with your current or prospective customer. This could be as simple as answering the phone, engaging in a conversation, them reading your website, or seeing an advert on Instagram. Every touchpoint a customer has with your business forms part of their experience with you and thus their Customer Journey.

It is important to recognise why understanding your customer journey matters. Before delving further, it helps to clarify what is meant by the term "Customer Journey".

To better understand the experience your customers are having, we typically map out a your customer's journey. This process helps to identify areas where your customers have a great experience as well as any gaps or opportunities for improvement, allowing you to enhance the overall customer experience and ultimately improve customer retention rates.

The Importance of Retention Rates

When we talk about retention rates, we are referring to the ability to keep your current customers coming back. Repeat customers are highly valuable; they already know your business and how you operate, making collaboration towards outcomes smoother. In contrast, acquiring new customers often requires more effort, as you need to explain every step of your process and take time to understand their needs.
For this reason, maximising repeat customers is highly beneficial for your bottom line.

Mapping the Customer Journey

So, what actually happens when you map out your customer journey?

Firstly, you'll identify the types of clients you have. This involves consulting with internal staff, production teams, management, and business owners or directors to understand each stage a client goes through—from the initial meeting, through planning their job, to the final installation. Key stakeholders—such as the client building the home and staff from the building company you partner with—may be interviewed as part of this process. Attention is given to the language used, word choices, and even body language. Data is collected by speaking with customers, staff, and management to pinpoint where things go well and where breakdowns occasionally occur. Often, customers have valuable feedback that only comes to light when you actively ask.

Throughout this process, the goal is to uncover common areas that are working effectively, as well as those that are not.

The result is a comprehensive map outlining the customer's experience from initial engagement to product installation. This map then serves as the foundation for discussions around pain points and opportunities for improvement.
